Agent Assist

Agent assist is AI software that supports a human customer-service representative during a live contact by transcribing the conversation, surfacing answers, and drafting notes. Here the agent is the human representative.

What is agent assist?

Agent assist is AI software that supports a human customer-service representative while a call or chat is in progress. In this term, the agent is the person on the phone, following contact center usage, and the AI is the assistant. The software transcribes the conversation with speech recognition, detects what the customer is asking, retrieves the relevant policy or account information, and shows suggested answers on the representative’s screen. When the contact ends, it drafts the case notes and a disposition code for the representative to confirm.

Agent assist differs from a chatbot in that the customer never talks to the AI. Every word to the customer still comes from a person.

Why agent assist matters

New representatives take months to learn products, policies, and systems. Agent assist shortens that period by putting the right article in front of them at the right moment. Experienced representatives save the minutes spent on after-call notes. A utility company’s contact center, for example, might use it to surface outage information and billing rules during a storm, when call volumes spike and temporary staff are on the phones.

What to watch for

  • Suggestions must be grounded in current policy documents, or the representative repeats a hallucination to the customer.
  • Recording and transcribing calls requires consent notices that vary by jurisdiction.
  • Measure handle time and quality scores together, since faster calls with wrong answers are not an improvement.
